Contact Oceana today with customer's requested dates (March 10 arrival, March 31 or April 1 departure) and confirm to customer via email (cc'ing both Charlie and Donna) that the request is submitted, with an expected itinerary delivery target of mid-to-late November.
Full analysis
What happened

Customer Charlie called regarding a Norwegian Cruise/Oceana cruise booked two years ago that includes pre- and post-cruise air travel. He was confused about how the included air works, when flights would be scheduled, and whether the three days prior / two days after benefit was truly free. The agent (Kay, new to Oceana) initially misstated the policy but quickly corrected herself and confirmed the customer was right: pre- and post-cruise air within three days is free if requested before 110 days out. The agent committed to contacting Oceana today with the customer's preferred dates (March 10 arrival, March 31 or April 1 departure) and confirmed that a proposed flight itinerary would arrive mid-to-late November for customer approval. The call ended with the agent collecting the customer's email address so both the customer and his wife receive all future communications.

Emotional read

Customer started cautious and slightly frustrated about confusion around the air package terms, asking clarifying questions with some urgency. By mid-call, after the agent confirmed the customer's interpretation was correct and apologized for initial confusion, the customer warmed noticeably. Ended the call in an upbeat, collaborative tone, complimenting both the agent and Pavlus Travel.

Emotional arc through the call

Started with mild frustration about confusion and uncertainty, gradually warmed as the agent clarified policy and acknowledged her error, and ended in a positive, almost collegial tone complimenting both the agent and the agency.

Value perception

Customer implied strong loyalty to Pavlus Travel over 10–15 years, calling them 'incredible.' He did not explicitly compare Pavlus to booking direct or other agencies, but his long tenure and willingness to return for a fifth or sixth cruise with them suggests trust in the relationship.

Agent (Kay Kostecki): I just have it snoozed okay, from here we go. Perfect, I'm ready.
Agent (Kay Kostecki): Thank you too.
Agent (Kay Kostecki): Hi, there Charlie, this is Kay. How can I help you?
Customer: Yes, hey, I appreciate you calling me back. What I guess you were seeing, I don't know if you looked at our cruise with ocean or not. If you looked at it.
Agent (Kay Kostecki): Yeah, I took it. All I know is that there's no error on it.
Customer: There, there is, there on air, was part of the package the way it's written up when we booked it on a couple of years ago, who on Norway cruise?
Agent (Kay Kostecki): No, I mean they have established that you will have air on the booking but there is no schedule on the booking currently.
Customer: No, no scheduled flights, is that what you're referring to?
Agent (Kay Kostecki): Exactly.
Customer: Okay, this is the first time we've ever done it. We air was included with our oi package, I mean, I read through what I, the printed materials they gave me which was minimal. I just want to kind of know how it works. I mean, what I'd like to do is take advantage of their, the price they have in their, that was quoted in the agreement we agreed to. And I would like to get there hope preferably three days prior and leave two or three days after.
Agent (Kay Kostecki): Okay.
Customer: And but I mean, at what point, and I assume at what point in time, do they notify me what they're gonna do it at no additional cost.
Agent (Kay Kostecki): I see. So with that, so if we don't want to pay anything additional then that would be their general air option which would just be the normal dates of travel and they would simply generate an itinerary that's gonna get you from home to the destination back home if we wanted to.
Customer: Well, let me, let me, let me, let me, okay excuse me, let me ask you a question is I look at the paperwork when we book the deal two years ago.
Customer: It said you could book three days up to three days prior or three days after no additional cost if I read it correctly, am I greeting it incorrectly?
Agent (Kay Kostecki): But I can definitely verify with the oh, you know what? You're exactly right, sorry I have that talked away in a note right here. I am also brand-new to Oceana so I apologize I had to call yesterday.
Customer: Alright and not not not a problem. I'm just trying to figure out how all this works.
Agent (Kay Kostecki): Well, we are in it together. So from what I.
Customer: Okay.
Customer: So, so my goal, my goal pre, pre preferably before we consider custom error I would like to take advantage of the business class that we booked and get there on March 10th which is three days prior and leave either two or three days after, which would be either March 31st or April 1st and, you know, have them give us airfare times and whatnot. As long as the times are reasonable, we'd like to go that way that'd be our preference but I don't know how we get from where we are now the to that point.
Agent (Kay Kostecki): Okay.
Agent (Kay Kostecki): So, thank you for that information. So what I'm gonna do is I'm going to reach out to ocean and let them know that we do wanna move forward with three days pre two or three days post. I'll give them the thirty first or the first and I'll also just let them know like which everyone, you know, makes the most sense and isn't gonna cost, you know leg. So I'll give them those dates and then what they do cause I'm pretty sure I don't have a note on how many days out this is but I can do some quick math.
Customer: We're I got you mentioned a 110 days that shows me that tells me November 23rd.
Agent (Kay Kostecki): Okay, so we'll perfect.
Customer: By by, by my calculations that might be wrong but that's the way I calculated it.
Agent (Kay Kostecki): Okay, perfect. We are 215 days away right now. So what we'll do is I will provide them the dates that you've, that you've offered and it should absolutely fall into the free category and then around I would say the end, middle to end of November is when we're gonna see that schedule come in for approval. So as soon as we receive it, we'll reach out to you and let you know what that looks like. If you like the schedule and we just let ocean you know, we're good to go. If you do not like the schedule and want to change it. That's when this custom air fee and the search fee come into play.
Customer: Okay.
Customer: Okay.
Agent (Kay Kostecki): So we will I guess cross that bridge when we come to it but then, yeah.
Customer: Let me ask you. Are there, does those Sianna have a history of, of booking reasonable times of, of flights and that type thing?
Agent (Kay Kostecki): Well, it depends on who you ask. So they're, yeah. So there's, there's some people, you know, if you're the type of guy that is just like, you know, as long as I have enough connection time which they're gonna make sure of, you know, they're not gonna put you on something absolutely absurd where you have to like run through JFK in ten minutes, you know. So they're gonna make sure that the connections are legal and that you're getting in and out of the destination at a time like, you know, timely there are some people that, of course, have extreme preferences such as, they won't fly on anything. But in the Airbus, 830, then they have to have the specific fee. Twelve F, on you know, on the east swing and all of those things. So, as long as you are Jen, yeah, so, as long as you're generally comfortable.
Customer: Okay.
Customer: Right.
Customer: I get that.
Customer: No, we're, we're all we're very reasonable. Yeah, I just don't want anything observed.
Agent (Kay Kostecki): So I haven't known, oh, to give itineraries it's just outside of preference itineraries, right? So maybe giving you a united itinerary instead of your preferred American airlines if that was a preference that you had. So, it's yeah, it's just a matter of, of that kind of thing. So if you're open to any airline and as long as it has good connection times and you're not having to go through five airports ticket there, you know, I think we're going to be, oh, Shana is not gonna do that to you.
Customer: Right.
Customer: Okay.
Customer: Right.
Customer: I wouldn't think they, I wouldn't think they want to lose a customer. If they work too hard to try to get customers.
Agent (Kay Kostecki): Exactly and Oceana they take, they, I believe that they take really good care of their, of their passengers.
Customer: They have to get on the proof, I don't know what they're like, you know. But yeah, while on the cruises have been excellent, that's why we take this to be out there I think our fifth or six cruise with them.
Agent (Kay Kostecki): Oh, perfect. Yeah, and that might even get you some Browning points with them so.
Customer: Okay, so, so you're a hundred percent sure that I'm correct as far as getting there three days prior and leaving two days after not being an additional cost.
Agent (Kay Kostecki): Yes, you are exactly correct there and I'm sorry I had several ocean your call yesterday. So I mixed my notes up but yeah, for your booking number specifically they did advise me that the pre, and post would be free as long as we establish that prior to a 110 days. So at 215 days, we're doing great. We're ahead of schedule.
Customer: Not a problem.
Customer: Okay, so they're gonna, what you're understanding is they're gonna notify me what of the plan they've come up with.
Agent (Kay Kostecki): Yeah, so, what I'll do is today I'll reach out to them and let them know the dates that you provided and then they're gonna update your booking to reflect those fly date and then come November maybe middle end of November. Probably around Thanksgiving time is when you're going to get the proposed itinerary to review.
Customer: Okay, alright, great. Anything else we've missed, we haven't discussed other that you've been very good. You, you've called on quickly.
Agent (Kay Kostecki): I'm trying, yeah, this is maybe my third time ever talking to ocean. I'm not new to the industry but I'm brand-new to this agency and so I never worked with Oceana before but they seem incredible from every conversation I've had.
Customer: Uh-huh.
Customer: I think you'll like tablet, we've used tablets now for about ten to fifteen years and I think they're incredible.
Agent (Kay Kostecki): Oh, my goodness. I agree. I feel so fortunate to have been brought into this team. So truly they're, they are amazing. I love it here and I hope to be here for a long time.
Customer: I would agree. I hope I think you will. Okay, well good. Are we all set or we got anything else we need to discuss?
Agent (Kay Kostecki): I think we're good to go sir. So, I will go ahead and call Oceana and then I'll just send you a follow up email to let you know that I've had that conversation and I'll get a more.
Customer: Okay.
Customer: So you've got, you've got my, you've got, you've got my email address as well cause, cause you emailed my wife last time if you, if you run everything through me I be, I would prefer that you can copy my wife if you'd like to.
Agent (Kay Kostecki): So it looks like the only email that I have is Donna. I'd be happy to put yours in here. Let me of course, let me pull this up.
Customer: Yeah, please do. I mean but both them really a prefer if you if all emails go to both of us that'd be ideal.
Agent (Kay Kostecki): Perfect, yeah, no, I can definitely definitely add another email here. So let me see here.
Agent (Kay Kostecki): Perfect, I'm ready.
Customer: Oh, CBUS H. 1949 @gmail.com.
Agent (Kay Kostecki): Perfect, and I just wanna confirm that is C, Charlie, B, Bravo, U. Uniform, S. As in Sam, H. Hotel. 1949 @gmail.com.
Customer: 1949, is that what you said? Okay, okay, good. I didn't hear clearly.

Customer: Okay, sounds great. Nice talking to you. Good luck for five of I'm sure you will like them. Thank you too. Bye.
Agent (Kay Kostecki): Alright.
Agent (Kay Kostecki): Thank you sir. I hope you have a beautiful day.
Agent (Kay Kostecki): Bye.
