Full analysis
What happened

Richard called because he received a contact request from his travel agent Susan regarding his Northern Italy honeymoon trip booked with Uniworld, and noticed his reservation was marked 'land only.' He questioned why land-only was selected when he believed he had discussed land-and-air, and noted that online pricing ($4,695 land-only vs. $5,874 land-and-air) suggested the bundled package was actually cheaper. Agent Donna confirmed the air-inclusive rate at $5,874 per person from JFK (all taxes included), clarified that he had not yet paid the optional $452 travel protection, and committed to calling Uniworld to update the booking to land-and-air and send a revised invoice. Richard agreed to submit passport information via the provider's portal within 24 hours and accepted the deal.

Emotional read

Richard started frustrated and confused about the booking discrepancy but became progressively more satisfied as the agent clarified pricing and took concrete action. He shifted from skeptical to agreeable once he verified the math and understood the air package value. By end of call, he was cordial and ready to proceed.

Emotional arc through the call

Started confused and mildly frustrated about the booking discrepancy, warmed to cautiously optimistic after agent clarified pricing and took ownership of the correction.

How customer sees Pavlus
  • neutral · customer referenced booking through 'Susan' but did not comment directly on Pavlus's service quality or brand perception during this call
Process friction
  • booking marked 'land-only' without clear notes explaining customer's rationale, requiring agent to investigate file
  • travel insurance shown as optional on booking despite being retained by provider until final payment, causing customer confusion
Value perception

Richard acknowledged that the $5,874 bundled air-and-land rate 'is still a better deal then if I go looking for my flights alone,' especially given the likely inclusion of airport transfers with the cruise package.

Agent (Donna Fontenot): Thank you for holding, this is, this is Donna. How can I help you?
Customer: Yeah, hi, okay. So my name is Richard can so my wife and I booked this honey, unlimited northern ly trip with the Susan through Susan I guess in November not November maybe October whatever. Anyhow I got an email from her I guess it was yesterday from Susan saying that honestly is contacted happened because they tried to contact me and they need some information like our passport information and any other some other personal you know, probably information contact or whatever. So I was looking at that email and then I went back to the original reservation I have and I noticed that this booking reservation has land only on it.
Customer: And, and that, but it does have the insurance which I remember I spoke with Susan about that I might take the insurance but I might not because of the credit card that I have that has insurance, you know, for travel that is almost so anyhow, the thing that I, that kind of struct me is that it says land only and I don't recall that we said we were gonna do land only now. I looked it up, I looked up in wasn't ly to again online, and I looked at their.
Customer: To, and it says Landon air is $46 95 plus air taxes plus the insurance. And the $4,695 is less than the $4,895 I'm paying land only.
Customer: But so that's one thing, but the second thing is that I'm wondering why I don't know call maybe there's a note in my file that just says why I said I would I might do land only would you be able to look into that file and see whether or not she has.
Agent (Donna Fontenot): Well, when I mean, I can get a manager to pull the phone call. Where you guys talked but I guess at the end of the day you tell me what you want me to do and I'll make sure that gets done.
Customer: No, no, yeah.
Customer: Okay. So, at the end of the day I'm assuming we want the lands and air.
Customer: Together because he also, usually there transfers involved like airport to the to the hotel whatever and like we do with Viking and I'm assuming if you do land only you don't get the transfer. So, we might as well just do the whole package that way. Ay on the other hand, we also, yeah.
Agent (Donna Fontenot): Okay.
Agent (Donna Fontenot): So where do you want your air from?
Customer: Oh, from New York. So, usually they fly out of JFK, I guess. Must of.
Agent (Donna Fontenot): They fly out of, they use all major carriers. They're not charter flights. So JFK.
Customer: So yeah, that's the biggest a there so, yeah.
Agent (Donna Fontenot): Okay.
Agent (Donna Fontenot): Let's see, cause I thought you were in Stamford. I just figured Boston or or Bradley. So Chy.
Customer: I am. No, because if I went up to Bradley it takes, it's just as if I take, I have a car take me up there or even if we drive it there it's the same hour and a half to two hours depending on the on the traffic flow, you know. So and I think JFK has more flights usually.
Agent (Donna Fontenot): Okay. And so, I'm showing that the rate with error is $5,874.
Agent (Donna Fontenot): Per person. So I will call and get that changed.
Agent (Donna Fontenot): And.
Customer: What happened to why? Oh, boy. The, I was looking at the catalog maybe cause it says from so it depends on the date. Is, that's usually what happened.
Agent (Donna Fontenot): I'm looking at the cat. I have the brochure in my hand and northern Italy, right?
Agent (Donna Fontenot): And.
Customer: It says from 4695 with their land.
Agent (Donna Fontenot): I don't know what brochure you're looking at but I'm looking at the oto on the big Udo sees unlimited brochure and it says 5874 air from Boston or New York.
Customer: Yeah, yeah, that's the one.
Customer: Oh, does that include taxes in their fees?
Agent (Donna Fontenot): Including international airfare all taxes, surcharges and fees. That's what it says.
Customer: Yeah.
Customer: Okay, so then, yeah, cause if you had forty six ninety five and six seventy nine that's 405253 and you 58. Okay. So maybe the prices went up a little bit.
Customer: Okay.
Customer: Alright, well, I think that's still a better deal. Then, if I go looking for my flights alone, you know. I, don't know.
Agent (Donna Fontenot): Okay. And did you want me to add travel protection at this time as well or you wanted to wait on that?
Customer: No, I would take that off the insurance if you have travel insurance because we have weird.
Agent (Donna Fontenot): I don't see it on your booking. So I guess I'll have to ask them.
Customer: Oh, and see, I thought it was got listed under my booking booking. If I look under 575633, that's what you're looking at, it's, I think it showed travel insurance, right? $452.
Agent (Donna Fontenot): Well it says travel protection optional $452 each but you have not paid for travel protection. And does unlimited always keeps the travel protection on the booking until the final payment.
Customer: I've only given them a.
Customer: Okay, so let him keep it on but I'm not gonna, I'm, I, I'm gonna use cause we have a chase a step reserve which has the, that credit card has an insurance policy which pretty much is the same as the one that they were offering. So I just, yeah.
Agent (Donna Fontenot): I understand. And I noted your profile.
Customer: Yeah, okay, great.
Agent (Donna Fontenot): Okay, so I will give does unlimited a call, I will add the air from JFK and then send you that invoice, okay?
Customer: Okay.
Customer: Okay.
Customer: Okay, and then what I'll do is I'll either do it today, I have to go get my my passports but I'll, I'll either do it later today or tomorrow but I'll put that passport information on their web wherever they asked me to, I guess they call it like a, like a, my Oddy or something, something as my pertinent information. So I'll put the passport information on that. Okay, great, thank you.
Agent (Donna Fontenot): Okay.
Agent (Donna Fontenot): My pleasure. Have a great day. Happy New Year.
Agent (Donna Fontenot): But.
Customer: Happy New Year to you bye-bye.
