“I'm just right now on pins and needles on the next thing on this trip, almost feel like canceling.”
Next best action
Michael should contact Uniworld within 24 hours to issue the American Airlines and British Airways tickets, then proactively email Mable the ticket numbers, record locators, and seat map links within two business days without requiring her to call back. Separately, confirm receipt of travel insurance documentation from Uniworld Alliance and forward to Mable; if missing, escalate to Uniworld to reissue immediately given her January departure date.
Full analysis
What happened

Mable called regarding complications with a Uniworld river cruise and flight package booked on January 16th. She had been quoted $400-500 less by Uniworld directly but ended up paying more through Pavlus after a 6-day delay involving her original agent Taylor and the air department. Her main issues were: flights won't show in British Airways system without ticket issuance, she lacks the correct booking reference to select seats, her travel insurance documentation hasn't arrived after three days, and her primary contact Taylor is unresponsive. Michael pulled her reservation, confirmed contact and passport details with BA and American Airlines, committed to requesting Uniworld issue the tickets and follow up within two days with seat maps and ticket numbers, and promised to resend insurance details. Mable's anxiety was partially relieved by Michael's specific action items, though underlying trust in the agency remains shaken.

Emotional read

Mable started frustrated and anxious, detailing a complicated chain of miscommunications and unmet expectations around pricing and documentation. Her frustration peaked mid-call when discussing repeated contact attempts with her agent Taylor and missing insurance materials, mentioning she 'almost feel like canceling.' By call's end, her emotional state improved noticeably—she warmed to Michael's concrete commitments and promised follow-up, expressing genuine appreciation and relief that someone was taking action.

Emotional arc through the call

Started angry and anxious about price, seat, and insurance issues while venting about unresponsive communication; warmed considerably once Michael took specific ownership of next steps and promised follow-up within two days.

How customer sees Pavlus
  • negative · expressed frustration that every time she complains 'I get a backlash for some' and now doesn't feel comfortable speaking up
  • negative · complained that Taylor 'is never answering' and doesn't return messages in a timely manner
  • negative · feels ignored: 'I don't receive anything, I don't hear from anything' and is 'on pins and needles' about what else will go wrong
  • positive · praised Michael by implication for taking concrete action: 'I really appreciate your time Mike and hopefully we can resolve all of this'
  • negative · implied Pavlus did not communicate proactively when price changed compared to Uniworld's initial quote
Process friction
  • flight booking took 6 days to finalize with price increase, despite customer calling within 30 minutes per Uniworld's instruction
  • ticket not issued by Uniworld as of call date, blocking seat selection and airline reference lookup
  • customer given conflicting or incomplete booking reference information—BA cannot match record locator code
  • travel insurance documentation promised within 3 days but not received at time of call
  • primary agent Taylor not responsive to customer calls or voicemails
  • customer had to call back to air department rather than receiving proactive updates on ticket status
Value perception

Mable implied Pavlus did not deliver clear value: Uniworld offered her a better price initially ($400-500 less), and Pavlus's slow turnaround and communication gaps left her feeling worse off. She had positive experience with Uniworld's speed on a prior river cruise and insurance delivery; this booking fell short of that standard.

Agent (Michael Escobar): Hi, this is Michael with the pilot travel air department. How can I be of assistance today?
Customer: Hello Michael. On January 16th. I booked some a flight, and a cruise, and everything and well actually, the flight was a week after I had paid for January 9th a unit world cruise and Taylor.
Agent (Michael Escobar): Mm-hmm.
Customer: Was the travel agent and she was having a little bit of a difficulty, I guess, trying to get some flights arranged from San antonio to Chiro round trip so, the air department, I guess, she was working with them and then I asked her if you the world does the tickets and she said I could check with them to get a flight and sure enough, they did give me, like, a flight schedule but I had, within so much time to call back. Long story short, I did call Pavlus to give them the same flights and I did end up with some of them but with a different price.
Customer: But now that I've got the invoice and I can give you the number to it. I need to get some more information on our flight because there's a little notation about having to call British airways for the part of London to Chiro and anyway I need to like pay for some pre seats, if we have a preference. But I just spoke with them and they told me how they operate and then I should already be able to call the travel agency because they're unable to help me with this, because the travel agency needs to give or change the information so that they can get a hold of me and I don't even have a ticket number, so he was, he either side or he was unable to retrieve it because there is no.
Customer: I guess personal identification for me to tell them that is me.
Agent (Michael Escobar): Okay, I can certainly give you that information. Do you happen to have your reservation code?
Customer: So.
Customer: I well I think so, this might be it's next to my name that ID 411-0967 I'm thinking that's it but I don't know.
Agent (Michael Escobar): Alright. Let me plug that in and see what I can see.
Agent (Michael Escobar): So I do see that blank confirmation for the ary 8th of May and then returning on the twentieth now let's see.
Agent (Michael Escobar): Okay. So I do the airline record locator and I can give that to you. But the issue may be that unit, world has not. If you the ticket for these flights as of yet we can certainly which might be why the airline is unable to pull it up. We can certainly reach out to you the world and see if they are able to go ahead and issue those tickets for us. And then we can work on that. So let me see here. Yeah, so I can contact them and ask them to go ahead and process that for you if you're happy with the flights. And you don't plan on making any modifications.
Customer: Okay.
Customer: Okay.
Customer: Well, I'm okay with the flights. It's just, it was the price that kinda took me by surprise because unit world had quoted me like $400.
Customer: Actually, $500 less at the time.
Agent (Michael Escobar): Mm-hmm.
Customer: And he told me call your pet call. You need to now get a hold of your travel agent to go ahead and I guess do the exchange to where they put it in. I don't know what the exchange was. All I know is that I had to let you guys know and long story short, not until January 16th I was able to finally purchase and that was, that was January 9th or tenth that I spoke with with. I guess it was Sam Moy. Well, I didn't get a hold of her right away because I didn't know who was gonna help me. It was Taylor but anyway, six days later you know they say, well prices go up well I realize they go up but if the unit world guy told me to call and I did this all in less than thirty minutes.
Customer: There's a chance that I could have at least had that price and even the flight, she did give me two itineraries and, and I guess it was hard for me to see the same one. But it was the fact that the flight numbers had changed and, and also the price which I'm fine with it now, it's too late now, I mean, that's fine but I kind of feel that we're going to the, to the area of now seating and I have a little notation to that I needed to call it says right here for your reference the air may be accessed on the airline website with the record locator provided. Well, I gave them the record locator and it did not match kindly know BA, airline is charging for pre selected seats. Please contact airline for assistance. Well, I did and they can't help me because they don't have any booking reference.
Customer: In other words, I don't know what the booking references but I just know the young man over on the BA, British airways says it's a six numbered ID for the reference and, and it's all numbers and this one has letters in it, so I would like to see if maybe you all can help us out. We're we feel a little off on this on this pre arrangement and these reference numbers and he did tell me, let's see what else? Let's see, he also mentioned that if I get the travel agency to help me, which I told them I wasn't sure but if you guys are gonna help me on this, that would be wonderful.
Customer: That for you guys to give the British airways or to put in there somehow our reference number, our passport numbers, our phone number in our email. So that in the event we have to make any changes, we don't have to go to a, a third party, in the event of any changes that we needed to do, that we would need to do. So, that's what he told me.
Agent (Michael Escobar): So we.
Customer: Mike, are you still there?
Agent (Michael Escobar): Yes, yes ma'am. Can you hear me?
Customer: Okay.
Agent (Michael Escobar): Yeah so I do see.
Agent (Michael Escobar): At record located which is unusual because the record locator provided is pulling on their website now. It's not allowing me to do see the assignments like I said, that's likely due to the tickets not being issued, then we can get that going. But if you're wanting us to go ahead and put in your contact information I can 100 percent do that now let me see, he's here. So for the email, I have M. Brown @dvtc..com.
Customer: Okay.
Customer: Correct.
Agent (Michael Escobar): Okay. And for the phone number we have 210-269-6227.
Customer: Correct.
Agent (Michael Escobar): Okay, I'll go ahead and get that put in and let's see here.
Agent (Michael Escobar): So that is in now. Let's add in the passport details.
Customer: You should have my passport there? The number, I believe I gave it to you all. Let me see if I have.
Agent (Michael Escobar): See, I do have that here I just need the input it into their system.
Customer: Okay.
Agent (Michael Escobar): I do see your global entry numbers as well. So I'm gonna add that in.
Customer: Okay.
Agent (Michael Escobar): And I see here that they actually want your address as well. So are you all still at 5363 white drive?
Customer: Correct.
Agent (Michael Escobar): Okay.
Customer: And that should be in Boveri Texas, 78163.
Agent (Michael Escobar): Yeah, that is what I've got here.
Agent (Michael Escobar): Okay, so I have gotten all that information added in so if you be able to need to call them again they should have all those details now I can go ahead and ask you in the world to if your ticket and it might take a couple of days for them just to process that do their systems but then I'll see about sending you the seat map so that way you can select your seats or if you prefer to speak with the airline directly I'll be able to give you the ticket number so that way they can pull that up for you.
Customer: Okay.
Customer: Okay.
Customer: Okay.
Customer: Okay. Yeah, I'd like the ticket numbers. And this would be the ticket number for the British airway part of London the Chiro round trip on that one.
Agent (Michael Escobar): Yes ma'am.
Customer: Okay, ticket reference.
Customer: Okay, do you have that ticket reference number or not yet?
Agent (Michael Escobar): No ma'am I will need to ask for unenroll to see those tickets.
Customer: Okay. Oh, that's right, okay. Okay. Okay. And meanwhile, for the American airlines parts getting to London what seatings do we have or you know, what selection.
Agent (Michael Escobar): So that one is also not showing at this time American airlines and Bruce air we both ten to require the tickets to be issued before we can look at seat. So, at the same time I send you the information for British airways, I'll send you the information for, sorry for American.
Customer: Okay.
Customer: Okay.
Customer: Okay.
Customer: Okay.
Agent (Michael Escobar): So I will go ahead and get that process going and like I said, used to hear from me within the next couple of days with those details.
Customer: Okay, that sounds good and I'm just check, checking real quick on my email. No, I don't have anything yet. Okay, I mean, not from you. But because I'm also waiting for the unit world insurance they usually send insurance travel insurances, send you like a little packet of you know, what your coverage is you know, what you paid for, et cetera, and I don't even have that either.
Agent (Michael Escobar): Oh.
Customer: And, and I was told I would get it for in three days and so it's kinda start past three days, and I haven't yet received that and.
Customer: Anyway, I don't want to complain too much cause I just kinda feel that every time I do, I get a backlash for some. I just kinda feel that way now. You know, what I mean, just you know, I don't receive anything, I don't hear from anything. I called Taylor and she's never answering and even if I leave a message, it sometimes useless cause I don't, I'm not gonna get an answer back right away or at least not right away, but just within a good time and so I just.
Customer: You know, I'm just right now on pins and needles on the next thing on this trip. You know what else am I gonna face that I can't get so anyway, uh-huh I almost feel like canceling.
Agent (Michael Escobar): Well.
Agent (Michael Escobar): I'm sorry to hear that. I can definitely send you your, yes, I do see your alien insurance policy, I can send you the details that I have here on that, and let me see if I have everything here.
Customer: Yeah, so.
Customer: I'm not sure but was it the alliance or the unit world also had the insurance. Are they the same with the Alian, the unit world?
Agent (Michael Escobar): No, that would be different. Let me look here.
Customer: Cause we had that last year on the Anu trip, river cruise trip we took with uni world it was the Alian and they were quick to send like a little welcome and all that stuff and.
Agent (Michael Escobar): Yeah, let me get, okay, so I actually don't have those details for the insurance but let me reach out to them and get that sent over to me and then I'll get that over to you as soon as I get it.
Customer: Okay.
Customer: Okay, well, I really appreciate your time Mike and hopefully we can resolve all of this stuff before we leave. That's why we're doing all the things now because it's January but time goes quickly, so, very good. Well, let's see what you can get and I appreciate your time.
Agent (Michael Escobar): Yes, ma'am. My pleasure. I hope that you have a good rest of your day. If you have any other questions and claim our referral program. Please don't hesitate to call back.
Customer: Thank you very much. You have a great day, okay? Alright, bye-bye.
Agent (Michael Escobar): Goodbye.
