“I know you deal with hundreds of people I call, I only get a couple of you so when I get a name I know again it's like, oh, I remember.”
When flight changes occur again (as both acknowledged they will before December), proactively reach out to Rebecca with details rather than waiting for her to call in; flag her mother's wheelchair request with the airline at booking to ensure it is locked in on every leg.
Full analysis
What happened
Rebecca Oliver called to follow up on flight itinerary changes to her December trip with her mother. Samantha from the air department had promised callback details that hadn't arrived. Leann reviewed the specific flight leg changes (Paris-Amsterdam and return routing) and addressed Rebecca's primary concern: whether the shortened layovers would work given her mother requires wheelchair assistance. Leann reassured her that wheelchair services actually expedite airport navigation. Rebecca expressed frustration about four iterations of her October trip over three months but ultimately accepted the December changes once the wheelchair arrangement was reconfirmed. The call shifted into casual conversation about the October trip's newly booked walking food tour in Marseille, and both agent and customer shared experiences with similar Viking tours. No new bookings were discussed; the call resolved an outstanding concern and built rapport.
Emotional read
Rebecca started cautious and somewhat frustrated with repeated flight changes but warmed considerably as the agent provided reassurance about wheelchair accessibility. By mid-call she became collaborative and appreciative, sharing travel details enthusiastically and bonding with the agent over shared experiences (walking tours, airport logistics). She ended the call in a friendly, trusting tone.
Emotional arc through the call
Started frustrated with repeated changes and worried about accessibility logistics, then warmed significantly as the agent provided knowledgeable reassurance about wheelchair services and shared personal travel stories, ending the call in an appreciative and collaborative tone.
How customer sees Pavlus
- positive · I appreciate you mentioning that when we booked it. I think that is definitely gonna be the game changer for us.
- negative · I've talked to someone in your air department like every other week now. For the last like three months with I'm on my fourth iteration for my trip in October they keep changing it.
- positive · I know you deal with hundreds of people I call, I only get a couple of you so when I get a name I know again it's like, oh, I remember.
Process friction
- Samantha promised callback with details about flight changes but customer did not receive it, prompting this inbound call
- customer has spoken to air department every other week for three months with four iterations of October trip due to repeated changes
Value perception
Not explicitly stated. Rebecca showed trust in Pavlus's initial booking work ('I do appreciate you mentioning that when we booked it') and confidence in the agent's real-world knowledge, but did not comment on value vs. other options.
Customer behaviors
following up on promised callback that never arrivedvetting accessibility logistics for elderly parentseeking agent reassurance and validation of itinerarybonding with agent over shared travel experiencesaccepting changes once wheelchair arrangement reconfirmed
Closing technique
Attempt: none Outcome: no_close_attempted Payment: none
Signals the agent didn't act on:
- customer said 'I actually just booked my walking food tour yesterday for that one with my group' but agent did not explore whether customer might add other pre-cruise activities or extended stays that Pavlus could arrange

Customer: Yeah. Agent (Leann Wright): Thank you for calling publish travel air department. This is Leanne. How may I help you. Customer: Hey LeAnn this is Rebecca Oliver, how are you today? Agent (Leann Wright): I'm good, thank you. How are you? Customer: Good, good. I know you deal with hundreds of people I call, I only get a couple of you so when I get a name I know again it's like, oh, I remember. Agent (Leann Wright): Okay. Agent (Leann Wright): Okay, good. Customer: So I got an email last week that said let me see if I can tell you who it was from. It was from K, co, co sick and they have changed some things on my plan and I called back to find out exactly what that meant and I spoke to someone named Samantha and she was gonna get back to me with some more information. And I know, I haven't heard from her. So I didn't know if there was something more I needed to be doing or. Agent (Leann Wright): Okay. Agent (Leann Wright): Oh. Agent (Leann Wright): Awesome. Well let me just look at, I assume, it looks like it's the December trip that you have that changed, right? Okay, so yeah, some of the legs have changed flight time so 14th of December. Customer: Yes ma'am. Customer: The only concern with this, the only concern with this trip is this is the one my mom's coming with us on so you had very nicely set up a wheelchair for her. So, I don't know if that will make a difference in the time. Like, she, her hustle is not the same as my husband and I, like we will run if we have to, she's not running through the airport but she'd be in a wheelchair. So I don't know how quickly they move, if they get her through, if you think that's enough time or. Agent (Leann Wright): Okay. Agent (Leann Wright): Okay. Agent (Leann Wright): Right. Agent (Leann Wright): Yeah. Agent (Leann Wright): You, yeah, usually with the wheelchair they push you to the front of all the lines and everything. So it does typically make things go faster actually then, yeah, the transfer between the two places, but the, then the weight and line is, is better. So, let me just see what has happened here cause sometimes it's very minor. So let's see the first thing that change the Paris Amsterdam. Customer: Oh, that's good. Okay. Agent (Leann Wright): Actually, that's a longer layover down. Okay. Okay and then the coming home. Customer: That's fine. That's, it wasn't that much longer, that's fine. Customer: I think I've talked to someone in your air department like every other week now. For the last like three months with I'm on my fourth iteration for my trip in October they keep changing it. Agent (Leann Wright): Oh. Agent (Leann Wright): Oh, no, yeah. Customer: My husband and I decided we would hustle, we have an hour and twenty minute transfer. I'm like we'll just hustle through but the other option was like a four hour layover, I'm like, oh, I not want to do four hours. Agent (Leann Wright): Right. Agent (Leann Wright): Yeah, I would rather hustle personally but I know no, people don't like that. I mean, I've never actually missed the flight because of it. So I guess if that ever happens to me, I might change my whole thinking or whatever. Agent (Leann Wright): But I haven't reached that point yet. Customer: Yeah, and especially on the way home cause like, once you're, you've done that first flight you, you're, like, okay, let's just go home now, it's a time. Agent (Leann Wright): Right. Customer: So, to sit in the, in, in the airport especially Charles to go cause I pretty crummy for what's there for the flight out. There's not a whole lot of options for food and other things, and you would think you're in Paris, it would be great but it's really not. Agent (Leann Wright): Yeah. Agent (Leann Wright): Yeah. Agent (Leann Wright): Right. Agent (Leann Wright): So, answer them to Paris is a little, it's ten minute sorter in Amsterdam and then Paris to Raleigh Durham, that's a little bit shorter too. Let me just make sure, yeah, they are still valid connections. Customer: And with the wheelchair, like you said if they'll push mom through then that would be, I think that should be fine. Agent (Leann Wright): Right. Agent (Leann Wright): I think so too. Let me just look and see if there's anything that's a little cause it might not have too many options anyway, so. Customer: We struggled to find this one last time and then. Agent (Leann Wright): And, and then you're not going until December. So the odds of, yeah, it's true that's Brussels too. Raley. Customer: It'll change again. Customer: Well, the thing I really like about this one is it brings us back into, to Raleigh dorm, which is our home airport and it's much smaller for the international flights coming in. So it would be easier on mom to do the immigration that the border control, all that kind of stuff. My family has my husband and my daughter and I all have global entry. So for us it's not such a problem. Mom does not have that. She just has pre check so one of us will stay on the line with her. Although, maybe I'll just let the wheelchair person push her. I'll meet her on the other side. Agent (Leann Wright): Mm-hmm. Agent (Leann Wright): Right. Agent (Leann Wright): Oh. Agent (Leann Wright): Oh, yeah. Fuck. Agent (Leann Wright): Right. Agent (Leann Wright): Well, yeah, they'll, they will. Yeah, she'll go through probably just as, as, as you will with the global entry. If not, more and a lot of times they'll let the whole party go with the wheelchair, so you can do that. Customer: Oh, okay. Customer: What are you here? Are you hearing anything on this EES system that they put in place in Europe? Agent (Leann Wright): Yeah, not all countries have started it yet. Like I flew through Frankfort in early April. It was supposed to go live April 1st and it wasn't up yet, but I saw the machine sitting there but the places that have started it say it is better because instead of you know, five human beings that you're waiting for it, there was probably 75 machines. So, you just walk up and scan. Yeah, we can row after row to have it looked like walking into a casino or something it was just a whole bunch of or an arcade. They look like arcade machine and you just walk up and it's just row after row after row after the row. So scan your passport and I think it scans your face and everything and so you don't have to scan in line it's you know, there's probably an available machine or used to wait a couple minutes for an available machine. So it should be, yeah. Customer: Okay. Customer: Oh, wow. Okay. Yeah, so it looks a good. Customer: Uh-huh. Customer: Yeah. Customer: Oh, like that. Customer: Okay, yeah, that'll be quicker than that, would be good. Agent (Leann Wright): Right. Agent (Leann Wright): This schedule actually still get you home at a decent hour rather than late at night too, so it's not bad twenty. Customer: Yeah, as long as you think it's valid and, and like, you reaffirm that wheelchair for me that, I think that's the critical part in this. And I do appreciate you mentioning that when we booked it. I think that is definitely gonna be the game changer for us. Okay, so I don't need to do anything then, so this is, this is what they changed it to when I'm good. Agent (Leann Wright): Yeah. Agent (Leann Wright): Yeah. Agent (Leann Wright): Right. Agent (Leann Wright): Oh. Agent (Leann Wright): Yeah, if you're okay with this then we'll just go ahead and accept it. Yeah. Customer: Yeah, I. Customer: Okay, I think so. If you think this is good too then I'm just gonna leave it and I'll see what they change it to the next time they change it. Agent (Leann Wright): Yeah. Agent (Leann Wright): Yeah, hopefully. I mean, honestly, you're not going for such a long time. I know December is coming quickly but it's still in airline world is a long way off. So they're gonna change it a whole bunch more. Yeah. Customer: Before then anyway. Agent (Leann Wright): So yeah I wouldn't necessarily. Customer: Okay. Customer: Worry about it. Okay. Agent (Leann Wright): Worry about it. But yeah, I mean, it, I do see that the wheelchair is still in there for her on every single leg. So they'll push her through and you know, the main thing I've heard with the wheelchairs you wait a bit to get the wheelchair to you but then once it comes, it's like the person pushing the wheelchair is familiar with the airport, so they know which way to go without having to stand there and read the signs, so, that saves you some time as well. And then, they're gonna push her up to the front of the line, so, you know, you can chat along the way if you all go together or I don't know if it's different, yeah. Customer: Perfect, perfect. Customer: Mm-hmm. Customer: Oh, yeah, we'll stick with her. Well, well, she'll be nervous. Anyway, mom hasn't you, so she'll want to know that we're right there with her. Agent (Leann Wright): Right. Agent (Leann Wright): Yeah. Customer: So, yeah, we'll do that. Alright, well perfect then I won't worry about this and we'll see how many more times we chat before I actually leave. Agent (Leann Wright): I know. Well, you've got that other trip. Was it August or October or something. So October. Customer: October, oh, October. I actually just booked my walking food tour yesterday for that one with the with my group. We're gonna do that. We did like the tau gift of time. So we're coming in a day early. So we have the whole basically, day of the first day the tour cause we don't meet till 6:00 for dinner. So we're going to do a walking food tour for three hours and either our way through Mar say. Agent (Leann Wright): Mm-hmm. Agent (Leann Wright): Mm-hmm. Agent (Leann Wright): Oh, is, is that with Viking or? Oh, okay. I did my husband. I did that with Viking actually. So, yeah, walking, yeah, you're not kidding each way through. If it's, if it's the same shop, so I don't know if, you know, they may have different places that they go but yes, we ate all day and it was friend. So it's, you know, they had some Savery stuff but it's pastry past. Okay. Customer: With how? Customer: They yes, they do want to. Customer: Yup. Customer: Yeah, this week I think they tell you what some of the food is. There's like a Croke Majure there's some cheese there's. Customer: There, there well, there were pastries and then there's that from Marse which is that orange blossom bis get their famous for couple of there's a chocolate shop. There's nothing sounded terrible there, there was nothing on there that I said, oh, I don't know that I want to eat that it all just kept sounding better and better. Agent (Leann Wright): Right. Agent (Leann Wright): Oh, right, exactly. Yes, exactly. And then of course you know, you eat well anyway, on those tours and so like, just no you're gaming night, yeah it's drop it like, I felt like I need to loop the city about ten more times to burden some calories, so you adjust, cause it is some heavy food but it's not, it's not bad. Customer: At least we're walking in between. Customer: We're go our tours at a. Yeah, our tours at 11:30 in the morning we start. So, I said this will be our lunch so we're not like gonna have another lunch, we're just gonna have this and we'll go and this will be our lunch for the time so that will sort of help. It's not like over eating lunch and we're going at like two and then dinners at six or something. So, we'll see, we'll see, well I'll let you know. Thank you so much for looking at that for me and I'll just not worry about it and I'll chat with you the next time they send me a note that says they changed it again. Agent (Leann Wright): Right. Agent (Leann Wright): Right. Agent (Leann Wright): Exactly a light breakfast. Agent (Leann Wright): Sure. Oh. Agent (Leann Wright): Great, okay, perfect. Customer: Alright, thank you so much. Agent (Leann Wright): Oh, my pleasure. Thank you. Alright, bye-bye. Customer: Alright, bye-bye.
