“Well, I'm on a little frustrating. You took a while to get back to me but let's move on from here. What is, what is the oh, yeah, I wanted to give you my accurate credit card number.”
Call Leanne in the air department immediately with Edward's flight preferences (outbound JFK-Paris 7am on American business; return Paris-JFK 1:50pm premium economy on American, seats 3D/H and 14A/N/C), confirm the $3,003 per person pricing, finalize the $865 rebate, and phone Edward back within 2 hours with confirmed itinerary and new cabin number 8015.
Full analysis
What happened
Edward called to finalize his Explorer cruise booking and provide updated credit card information. He also wanted to book transatlantic airfare for a back-to-back itinerary (River Cruise in France, then Explorer departure from Paris). The call involved extensive airfare shopping: Edward found American Airlines business class outbound ($3,250) and premium economy return, but was frustrated that pricing had risen since his last check and that American won't allow one-way bookings. Lauren worked through multiple airline options (Delta, Air France) with Edward, ultimately confirming American flights and securing his preferred seat assignments (3D/H in business, 14A/N/C in premium). Lauren discovered she had misread his return date (28th, not 19th), which explained some pricing confusion. The call ended with Lauren promising to call the air department to finalize pricing and confirm everything, with Edward agreeing to provide additional frequent flyer numbers.
Emotional read
Edward started the call frustrated about delayed callback and price increases, displaying mild irritation and skepticism. However, his tone warmed considerably after Lauren confirmed cabin availability and began solving the complex airfare puzzle. By end of call, he was collaborative, even joking about pricing tactics and expressing genuine excitement about the Explorer ship. His frustration with other cruise lines (Regent) became venting rather than anger directed at Pavlus.
Emotional arc through the call
Started frustrated and impatient about delayed callback and rising prices, but progressively warmed as Lauren solved the complex airfare puzzle and confirmed cabin/seat availability, ending the call genuinely excited about the Explorer ship and collaborative about next steps.
How customer sees Pavlus
- negative · took a while to get back to me but let's move on from here
- positive · you guys have better spas now [better rates/prices than direct booking]
- positive · if you have a really special fair I'll even do united...you prefer for not [implying Pavlus often finds better deals]
- positive · we'll get you confirmed on explora...will be all set [confidence in agent's follow-through]
Process friction
- delayed callback caused customer to miss lower airfare prices
- agent initially misread customer's return date (19th vs 28th), creating confusion during pricing
- complex multi-airline/cabin-class pricing required agent to escalate to air department rather than resolve in-call
Value perception
Edward values Pavlus's ability to negotiate better airfare rates than he can find direct: 'you guys have better spas now' [better rates], and he's willing to pay for the full package with air to unlock the $1,313 rebate, which otherwise 'you're leaving $1,000 on the table.' He recognizes this is 'the only way to get' the rebate versus booking air separately.

Customer: Moring. Agent (Lauren Riesenberger): Ed, how are you? Customer: Well I'm on a little frustrating. You took a while to get back to me but let's move on from here. What is, what is the oh, yeah, I wanted to give you my accurate credit card number. Agent (Lauren Riesenberger): Good. Agent (Lauren Riesenberger): Sure. Alright. Let's see here. And I know you just let's see, replied. Okay, the explorer you got both options, the crystal and the explorer. Okay. Customer: Yes and, and, and I, and I'm interest, I'm interested in doing the explorer and I gave you a different cabin number. We'd rather be one deck up we feel there's less vibration in front. I know most people like the middle of the ship so you may would, would ordinarily be a good choice but for us and it's the same category. Agent (Lauren Riesenberger): 8015, yup. Agent (Lauren Riesenberger): Sure. Agent (Lauren Riesenberger): Yeah, okay. 8015 alright and then you'll get. Customer: Yeah, and they, and according to the web it looks like it's available. And then yeah. Then can I give you my accurate credit card information? The number remains the same. But I got a new security code and a new date. Do you want the whole thing or just the security code and the date? Agent (Lauren Riesenberger): Yes, they had plenty available. Agent (Lauren Riesenberger): Yup, yup. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): It's still the ax ending in 1002. Correct? Okay, what? Customer: Correct. So what I need to do is give you the new, the new date. It's eleven, it's 11:29. Agent (Lauren Riesenberger): Expiration. Agent (Lauren Riesenberger): 29, okay, and what's the new four digits? Customer: 2054. Agent (Lauren Riesenberger): Four. Okay, perfect. Customer: And then, so they, yeah, and so, that's, that should be good and it looks like it's $460 something per person. So that's 8432 per person, times two would be 864. Correct? Agent (Lauren Riesenberger): I'm looking at it right now it just says $432 total, that's cause it was a reduced deposit with part of the sale and then the final balance would be due April 22nd. Customer: Okay. Well, you do, you run whatever we'll, we'll lock in the room. Agent (Lauren Riesenberger): Yeah, perfect. Yeah, the lower fair and then you'll get the rebate from paa for the $865 and it is if you see it on the invoice it says distinctive voyage gen that will come later from or part of travel leaders at like a. Customer: Okay. Agent (Lauren Riesenberger): And it may offer you like, a complimentary excursion and you can choose a ticket or not, there's no, you know, cash value or anything, it's just an extra valu something extra we can offer and the details will be emailed to you know, closer to sailing. Customer: Okay. Customer: Okay, that's helpful. Now. Let me just there's something else I wanted to run by with you. Okay as you know, we're doing this back to back with the top with the to river and France. So, we definitely, we definitely want to do the whole thing with your air, because obviously that's the only way to get the $1,313 rebate Bate, otherwise, otherwise it's much lower from con there. Otherwise, we just get the gift card and so you're giving, you're leaving $1,000 on the table. The, what else I gonna say? So basically, what I've already done just, so you know, it's probably I found the business class. Agent (Lauren Riesenberger): Mm-hmm. Agent (Lauren Riesenberger): Correct. Agent (Lauren Riesenberger): Correct. Agent (Lauren Riesenberger): Right. Agent (Lauren Riesenberger): Yup. Customer: On frequent flyer from Rome from Paris to Rome at the end of the tow cruise. So what I, when I'm probably gonna need from you is New York to pars and then bars back to New York at the end of the explorer cruise. See what I'm saying, yeah. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): Okay, yeah, absolutely. Customer: Okay. So basically one of my frustrations was that I, the fair was lower a couple of days ago and now that you're back to me it looks like it's gone up but on the other hand I understand that, that could have that problem could all go away because sometimes you guys have better spas now. Would it be possible for you to delegate it to someone in the air department so I can discuss options cause I, it sounds like you're pretty backed up in it and you probably don't have 25 minutes to talk to me on the phone about the air options to. Agent (Lauren Riesenberger): I mean, whatever you prefer, I am just getting back from being out for ten days. So, I apologize for the delay. But do you have specific air options you like, and I don't know the difference of the cost. I can always include that in your rebate, that's fine. The price difference since, it took a little longer to get back to you. So, do you have specific flight details? Cause I'd be, I can check with my, our department and we can definitely quote you. Customer: Okay, well, alright, if you want me to give them to you have to, you got a minute or two. Alright, alright, so so my. Agent (Lauren Riesenberger): Yeah, yeah, absolutely. Customer: Let me see here the air when I booked it, the best air that I found was but again you guys, do you guys have better rate usually or is it based waiting find on the web. Is it rare that you have a better fit? I mean, how does. Agent (Lauren Riesenberger): Mm-hmm. Mm-hmm. Agent (Lauren Riesenberger): It depends on the airline in the contracts. Through saver so it just all depends. Customer: Okay, cause basically I'm a little frustrated with the schedule because it looks like American has the best option, but that American option is, is earlier in the day we like to go because you know, as veteran travelers, yeah, we always wanted to a living your Kennedy where we have you know, so many options that we prefer, you know, many people in the country do not have an option, but we have the option in taking a later flight. So, you get to your later in the morning and then you don't have to wait around for your damn hotel to be available. I'm treating. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): Right. Agent (Lauren Riesenberger): Right. Agent (Lauren Riesenberger): Yup. Customer: You know the story. Alright, so but the problem is American has only one flight today and it's gonna dump me off at 7:00 AM in Paris and and of course I'm saying it a hotel and not I married platinum lead or whatever it is. So I, if I stayed to married I get in or only do a problem. But I'm staying at I guess one of the needs to hotels in the world is that the one you put lead in Paris from what I read in the, read the reviews, so that's gonna be exciting except that you know the Ma, wait exa but they give me a room so anyhow the bottom line is when I, what when I looked at the fair it was 2928 of person to do the following. Agent (Lauren Riesenberger): It. Agent (Lauren Riesenberger): Yeah. Customer: It looks like that's Fe, up but I can give you what the price dice was. But, you know, you guys me. Well, I saw, you know whatever you figure out. So the bottom line is when I looked this morning, it gone after 3250 for a person and that is on American airlines. I had the flight number somewhere. Agent (Lauren Riesenberger): Yeah. Agent (Lauren Riesenberger): Yeah, sure. Agent (Lauren Riesenberger): Sam. Customer: Let's see. Customer: Maybe, I don't have them, I don't have the flight number. But there's only one non-stop the day. It's. Agent (Lauren Riesenberger): Okay, and it's at a JFK, right? Are you going to go out of Kennedy, that's gonna be okay? Customer: Yeah, yeah Kennedy, if possible you know you had something phenom cheaper out of Newark I would but it's an extra to drive for me and traffic. So yeah, so, so basically what I was interested in was Kennedy to Paris in business clash. Agent (Lauren Riesenberger): Yeah, that's a lot. Okay. Agent (Lauren Riesenberger): Okay. Customer: And then with the return in premium economy on American non-stop and they only have one a day also it's at leased around $1,255 and that was, was 2928 a person now it's showing $3,250 for a person and that seems to be the best deal. Now, I'm in a perfect world. I would have rather gone on delta which has air France which has a lot more options and gone later but I can't seem to get a decent there on that and to make matters even worse American will not sell it one a one way. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): Sona a JFK. Okay. Agent (Lauren Riesenberger): Right. Customer: In New York they don't. You have to, the only way to get even get in the Prem economy on that American flight so I can't do delta one way and then do the other back and, and delta flight back later in the day when you have to go, you can't take 9:00 AM coming out. The is, yeah, is, is way escalated in price. What, whatever you do. So I don't wanna overboard you with the details but it looks to me like we're probably gonna have to do the American business and, and just get there at 7:00 AM and that'll be, be life but at least would be in business with me. Agent (Lauren Riesenberger): No, no, no, you can't. Agent (Lauren Riesenberger): What's yeah, that? Customer: Mean, so that's kind of what I'm thinking but if you can find something better or you want me to talk to a department you know, go through all the painful things but I know I talked too much but. Agent (Lauren Riesenberger): Well, they do. Agent (Lauren Riesenberger): No, you're totally fine. I, well, I just pulled, since we're talking right now, I just pulled it up as like we're looking, you are correct looking like the later flights I mean they're all gonna get in there is a delta air France leaving at 5:30, getting in at 6:45 AM though. That's the thing or. Customer: Yeah, but that's yeah, that's only a half hour. That's the same time as the, yeah, the American is the same time. Yeah, but like I said, in a perfect world I can do delta or air France going over at 9:30 at although I hate air France because they can't say strike so much but. Agent (Lauren Riesenberger): It, there's not much, yeah. Agent (Lauren Riesenberger): They got a delta flight, they got a Delt they got a. Customer: Yeah, but, but how much is it in? How much is it in business class? And then how are you going to get me home without paying a boatloads? Since, since Delt this flight home from Baran. At 2:00 is way overpriced in both business and, and, and premium economy. So, and I can't do American and premium economy cause they will not let you do it one way. Agent (Lauren Riesenberger): Alright, let's see. Agent (Lauren Riesenberger): Let's see. Agent (Lauren Riesenberger): Okay, so. Agent (Lauren Riesenberger): You're gonna come home then on the nineteenth just to make sure I have the dates. Okay. Customer: Way sneaky people. Customer: Yeah. Yeah, we're gonna get off we're gonna get off of export we're gonna get off of explorer and, and yeah, and we've done enough we don't need. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): And you're gonna go, you're gonna, you're gonna out and. Customer: Need so, I don't know what's, what's your showing when I, when I looked at one person it was still 2920 eighth but the Iniga the second person the fair went up to someone else must have booked in the meantime on. Agent (Lauren Riesenberger): Where there was just one ticket left for that price. Hold on one second. I'm gonna look up, I okay, so you're gonna leave on the seventh, get there the eighth cause you have two pre nights, is that correct? Okay, got it. Yup, I got it. Yup, yup, I'm just looking at it. Alright, so and then we'll do six. Let's see what it comes. If it's gonna be astronomical we're gonna say no to that. So 119 of July we're gonna do bars, I don't know I got my Baran switch it on right now. Customer: Yeah. Customer: You have my Cal Invo, my Cal invoice should be paying 11 free. Agent (Lauren Riesenberger): An. Agent (Lauren Riesenberger): Let's try, let's just try delta. Let's see if it's gonna, the 2:10 PM getting in at 525 that one. Yeah, yup, I'll do that one. Customer: Yeah, you should blow your eye balls out there, fair. Agent (Lauren Riesenberger): That one. I'm nervous to even put this in let's see. Agent (Lauren Riesenberger): Oh, let's do. Agent (Lauren Riesenberger): Let's see what it comes out to be. Agent (Lauren Riesenberger): Let's me. Agent (Lauren Riesenberger): Yeah, $5,200 something crazy like that a purchase then, yeah, that's great. No, that's crazy. Customer: Fair. Yeah it's us. Yeah, it's, yeah, yeah, they have the 9:00 is a reasonable fair but that's ridiculous. I can't do that unless it's sleep overnight bars to the next day and my wife, I said no more or we spend extra time and your last trip. Agent (Lauren Riesenberger): Yup. Agent (Lauren Riesenberger): I got you so let me just pull up. Alright, so, it's. Customer: So if you know if you have a really special fair I'll even do united from New York that we prefer for not. Agent (Lauren Riesenberger): Gonna do JF. Agent (Lauren Riesenberger): Alright, so, let me pull up that American so and we can always put an early, early check-in request in with the hotel, it's just a request, you never know. They're pretty good about it but we can always add it in for you. Not a problem. Customer: Yeah, they did it, they did it for me insert on the top to, but to be fair that we didn't arrive at the hotel to 12:30 or one. It wasn't like a 788, A. A. 8:00 AM arrival. And I guess if you get the Paris ly you might actually get through through custom staff so you could. Agent (Lauren Riesenberger): Alright, so premium economy on the return on my computer. Customer: Yeah, on a day flight I don't see these advantage and paying extra for business unless sort. Customer: The pre economy. Agent (Lauren Riesenberger): Alright, so we'll do. Agent (Lauren Riesenberger): Alright, July 19th JFK the 1250 to 320. Customer: Yeah, that's the, no, that's the only American amount of stock, right? Agent (Lauren Riesenberger): Yup. Oh, 02. Agent (Lauren Riesenberger): Alright, I found it. Let's do this. Agent (Lauren Riesenberger): Yup, so I did get the same rate ate. So we're gonna do that. Agent (Lauren Riesenberger): Son. Customer: If you put in for one person it's 2928 when you minute you put the second person it goes over the threshold which is as I said the problem they're both available yesterday. Agent (Lauren Riesenberger): Okay, so for, let me just make I, they always can and like I said, I would be more than happy to cover that cost. Alright, so let me just make sure I got of course. Customer: But I know single up and down. Customer: Thank you. Agent (Lauren Riesenberger): We don't want to be sick. We're not doing. Agent (Lauren Riesenberger): Give me one second I'm just trying to see if they change this on me. So, I'm just trying to see if it works. So, American JF oh, no we want hold on one second let me re. Customer: Yeah, it's like, I found my notes it's like 44 and coming home on like 67. Agent (Lauren Riesenberger): Yeah. Just putting in premium economy for both. So I'm just trying to change it. Customer: And you don't have my American frequent flyer, I can give that to you. Agent (Lauren Riesenberger): Hello. Agent (Lauren Riesenberger): Found it. See, I think I could get a cheaper rate but. Agent (Lauren Riesenberger): 3003, that's what I'm getting. Customer: To you, well then, you basically met the old price $3,003 per person for both of us. Agent (Lauren Riesenberger): Yeah. Agent (Lauren Riesenberger): Uh-huh. Customer: Then, and then I will shut my mount because that's only $75 ahead more expensive than what it was showing yesterday. So I don't know what you did, maybe you have special rates. Agent (Lauren Riesenberger): Let me just make sure it's all here. Agent (Lauren Riesenberger): I have to like, click, and then I have to display it and then it's like, oh, I just wanna make sure. Okay, so, here we go, business. Customer: Ates yeah, I'm not gonna argue for. Customer: And then I can give you our frequent numbers. Agent (Lauren Riesenberger): Do come, he? Agent (Lauren Riesenberger): The premium economy that's getting my computer system cause two separate a classes a service hold on. Customer: Yeah, but like I said if you try and book them separately, they don't want to say the Prem economy. Agent (Lauren Riesenberger): Exactly. Agent (Lauren Riesenberger): Alright, so let me just. Customer: I've never seen that before, that's interesting tactic on there. Agent (Lauren Riesenberger): They're getting a. Agent (Lauren Riesenberger): What's it called? They're getting good with how they advertise that? Come on computer. Agent (Lauren Riesenberger): Have you guys been doing okay. Customer: Yeah, we're fine. How is the? Agent (Lauren Riesenberger): Was good. I can't complain it. I didn't think there was anything overly special that Viking or Avalon has done in the past that I've been on, so, just kinda, it was a little, it was okay. Customer: Yeah, I think we were spoil with tower when we did this same itinerary you just did, they trade this very well. Agent (Lauren Riesenberger): Yeah, you're always alright. You know what, I'm gonna have to, I'm gonna have to call there because I can't price it out. Agent (Lauren Riesenberger): Okay. Let me call lean and the air and see if price it out. I'll call you right back. I have all the flight details. Customer: Do you want me to give you our free plier numbers? Okay. Agent (Lauren Riesenberger): Yeah, yeah, I'll take it now and everything will be added it. Customer: Okay. Edwards is? Agent (Lauren Riesenberger): Okay, I'm ready. Customer: 724-2620. Agent (Lauren Riesenberger): Mm-hmm. Agent (Lauren Riesenberger): Okay. Customer: 724-2620 and linette is 166 WVU zero. Agent (Lauren Riesenberger): And. Agent (Lauren Riesenberger): WVU zero. Okay. Customer: Yeah, and the only problem with that zero is I never know whether it's really an or zero but I think it's. Agent (Lauren Riesenberger): I think it's a zero. Yup, I'll put it in. Alright, so, let me talk. Customer: Io. Customer: And, and if it doesn't fit it doesn't say it now but I think it. Agent (Lauren Riesenberger): Yeah, we'll make sure it goes through either, or zero or, oh, yeah, I'll just call an just to make sure verify just it's business outbound premium return, and then I'll call you back and. Customer: It. Yeah, and then and I want to give you my preferred seats. Agent (Lauren Riesenberger): Sure, what do you have? Let's see. Customer: You guys aren't sometimes but then I just, just lost them. Hang on here work. Agent (Lauren Riesenberger): You're okay. Customer: Okay, I went in in business. I want 3D as in dog, H. As in Harry. Agent (Lauren Riesenberger): Uh-huh. Agent (Lauren Riesenberger): Okay, yup. Customer: And those are next to each other in the middle in case I can't read my writing and I gave you the wrong you the one but it's 3D H. and we'll sit next to each other in the middle towards the front and then fourteen A-N-C. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): For premium, okay. Customer: Mid middle row on the window, there's only three roses in Reno. Agent (Lauren Riesenberger): Perfect, okay. I said I see those available so. Customer: Might be in the middle row on let's see, yeah, and you have my credit card and just let me know how it ended up with the. Agent (Lauren Riesenberger): Yes, I'll call you back right away. I just wanna just verify with Leanne first, and then we'll get you confirmed on explora. And then your airfare for tok and. Agent (Lauren Riesenberger): Yeah, for your to trip, will be all set. Customer: Yeah, yeah, and I'll get the rebate and any like I said when I looked, yesterday was 2928 a person. So if you wanna make up that difference that'd be nice but I understand especially if it's less than to all. Agent (Lauren Riesenberger): Oh, you know what this is. I'm glad I looked to you have to come back, you're not coming back the nineteenth. You're coming back on the twenty eighth. That's why, okay, that's my problem. I forgot the explorer portion. Okay, that makes a difference going out on the seventh. Customer: Yeah, yeah. Agent (Lauren Riesenberger): Coming back on the twenty eighth. There we go. Okay, they're still available. Customer: I, I'm flying on my own, I'm flying on my own from Paris to room, yeah. Agent (Lauren Riesenberger): Correct, yup. Agent (Lauren Riesenberger): Yeah! I think you guys are gonna like explorer. It'd be interesting. I mean you've done region, the girl I went with lee, she did region and she loves them. She actually like explorer better. I love the explorer. So it'd be interesting kind of how you compare them. Customer: Well, thank you. I, I am excited, of course we are doing region again on the room to Lisbon trip in March. That's my next, next thing with you. But we'll see how we like explore it because unfortunately Ian is, is changing their product in a bad way and. Agent (Lauren Riesenberger): Yeah. Agent (Lauren Riesenberger): Yup, yeah. Agent (Lauren Riesenberger): Yeah. Agent (Lauren Riesenberger): I agree. Customer: I had a, I actually had a future cruise certificate, which was one of the ones just before they started making them nonrefundable except that for the first thirty days, so mine still had a year a year I bought it like, in the last early spring and. Agent (Lauren Riesenberger): Mm-hmm. Customer: And I called them and said I want my $500 back cause and they and they gave it to me except for a hundred which they'd already given me the cabin credit on the previous crazy crazy. But yeah, I just said, I don't want to deal with it. They're getting rid of simply more which was overly complicated with the short excursions. However, however at least it was value and then to take a white way to wine and bear with dinner and I was just became silver on that 25 nighter you had me on from Copenhagen, Rega. And I got the equivalent of what $800 or $900 of worth of tips cause we were in the pan house for 25 nights and now they're taking, they're giving that to everybody and, and, and giving you a lousy $2,250 credit if you're silver so we, I guess I'm reach you the quiet you understand. Agent (Lauren Riesenberger): They, you. Okay, good. Agent (Lauren Riesenberger): Mm-hmm. Agent (Lauren Riesenberger): Yup. Agent (Lauren Riesenberger): Yeah. Agent (Lauren Riesenberger): Oh. Agent (Lauren Riesenberger): I know. Agent (Lauren Riesenberger): Well, no, it's, it, it's completely valid and I agree a hundred percent and they're taking away, yeah, you have the Katty is big deal but people want value, you're taking away value from a reservation. So, people are going to go elsewhere and I've seen it and I've talked about a numerous times. I think they are aware that their change was not in their favor, I think. Unfortunately. Customer: Well, I don't know how where they are they keep doing it and now I'm reading on, on, on the message boards that they're changing their buffet to self-service and a lot of people really liked that any where it was only, it was only a staff serve. They thought it was more. Customer: I wasn't so uptight about it cause I know region is this ironically region itself but, but anyhow, a lot of people upset about that, so anyhow, alright, I'm gonna let you go, what? Agent (Lauren Riesenberger): Right. Agent (Lauren Riesenberger): Okay. Agent (Lauren Riesenberger): Yeah, they want service when they go on vacation. Yeah. Agent (Lauren Riesenberger): No, I'm just saying people want service when they go on vacation I definitely do. So when you don't have service it's kind of like, it's nothing special. Yeah. Customer: Yeah. Customer: Yeah. Yeah the there it, it's a tough, it's a real tough for there. Alright. So you're gonna gonna get back to me with what the both the fair was. And if you, if you miss me I'll just, I'll call you back. Agent (Lauren Riesenberger): Yeah. Agent (Lauren Riesenberger): Okay. I will give you a call shortly and I'll change the cabinet 818-8015. Customer: Thank you, Lauren. Agent (Lauren Riesenberger): Alright, my pleasure sir, talk to you soon. Bye-bye. Customer: Bye.
