Next best action
Sam should call Mable back immediately to (1) confirm whether tickets are still unpaid/changeable, (2) verify that the May 8th option price of $1,391 per person was locked in with Uni World and has not increased to $1,660.61, and (3) explicitly recommend the May 8th itinerary with clearer explanation of why it's preferable to the May 7th long-layover option. Follow up with confirmation email once Mable approves.

What happened

Mable Brown called urgently to flag a critical flight date change she just noticed. She originally agreed to a May 8th departure with specific flight numbers (1391, 20, 6838) at $1,391/person after locking in the price with Uni World through her planner Sam. She now sees those flights have been replaced with a May 7th option with different flight numbers and a 16-hour layover in Dallas Fort Worth, plus a price increase to $1,392–$1,660.61. Jennifer reviewed the Uni World email, confirmed two options were presented, walked Mable through the math on the layover (9:41 PM arrival May 7, 2:25 PM departure May 8 = 16 hours), and assured her the May 8th option was still available with the original times. Jennifer sent a message to Sam and transferred Mable to her, after confirming she would ask Sam to verify whether the original $1,391 price was locked in. Nothing was fully resolved; the call ended with Mable still uncertain whether tickets had been charged and needing Sam to confirm pricing.

Emotional read

Mable started anxious and confused, escalating to frustrated and near-tearful midway through as flight logistics didn't add up. She felt unheard and poorly informed by her planner Sam. By the call's end, after Jennifer clarified the layover math and promised to have Sam verify the price lock, her tone shifted to slightly more hopeful, though underlying worry about whether tickets were already charged persisted.

Emotional arc through the call

Started cautious and curious, escalated to anxious and tearful as she felt the itinerary details didn't add up and she worried tickets might already be charged, then settled to slightly calmer after Jennifer explained the math and promised Sam would verify the price.

How customer sees Pavlus
  • negative · frustrated that Sam didn't give her awareness of the 16-hour layover: 'I would hope that miss Moya could have at least given me that awareness there'
  • negative · felt she was told one thing and presented with another: 'I kinda feel that I'm told one thing and then I get presented with another one, and that's the only thing that I'm a little bit disappointed in'
  • neutral · acknowledged the handoff confusion with Uni World but didn't explicitly blame Pavlus: 'I didn't know, I didn't understand that exchange' referring to needing to call back and forth between agencies
Process friction
  • customer was not clearly informed upfront about a 16-hour layover in the proposed itinerary
  • flight numbers changed without clear communication to customer about why (aircraft substitution due to airline schedule changes)
  • price increase occurred after customer locked in rate with Uni World rep, unclear if Pavlus secured the lock-in
  • customer uncertain whether tickets were already charged without her final approval
  • back-and-forth required between Uni World and Pavlus created confusion about which flight option was actually booked
Value perception

Not clearly stated, though Mable's frustration suggests she expected Pavlus/Sam to be more proactive in explaining itinerary changes and protecting the price lock, rather than simply presenting options without context.

Customer behaviors

Agent (Jennifer Leslie): Welcome and thank you for calling publish travel, this is Jennifer speaking. How may I assist you?
Customer: Hi, Jennifer is. Can you transfer me to Sam? I just spoke with her and I just wanted to ask about the date change of the, of the flight.
Agent (Jennifer Leslie): Okay, one moment. I do apologize. She is on break at this moment. Did you want me to try to look it up for you or did you want her to get, okay.
Customer: Yeah, if you don't mind because I just spoke with her and I'm just concerned real quickly the, well, the flight it's under Mable. Brown and Bruce brown and I don't think she, I don't know if she's already random through but I was just curious and I just noticed it right now. I don't know why it didn't when we were going over it. And I don't know if you pulled it up and I can discuss more on it.
Agent (Jennifer Leslie): Okay.
Agent (Jennifer Leslie): Maybe on system to, okay.
Agent (Jennifer Leslie): And was it flights booked through us, or booked through a like a cruise, or anything?
Customer: Well, I had called unit world and they were able to find some flights, and, and then I had to go through you guys, I guess to handle it from that end for unit world. So the thing here is, it's a flight, I noticed the original one we had it leaving on May 8th, and now we're leaving on May 7th.
Agent (Jennifer Leslie): Okay.
Agent (Jennifer Leslie): Okay, so I found the email from uni world and they had two options here. They had one for May 8th and one for May 7th.
Customer: But the one, the original one that we had and I just kicked myself but, I mean, at the time the invoice wasn't ready for, you know, but it was May 8th on a flight, that was $1,391 and it left at 1:32 PM and arrive Dallas at 2:50 PM. And then, from Dallas, 4:45 PM Uday 2805 AM in London.
Agent (Jennifer Leslie): Mm-hmm.
Customer: And let's see. Oh, that was flight twenty. But anyway, so I'm wondering how did that happen? That now, I'm on May 7th and so I'm hoping she didn't charge the tickets yet.
Agent (Jennifer Leslie): Okay, so I'm not sure if she charged the tickets yet, I would have to wait for her to get back from break to see if that has happened as of yet. I don't see those details. Let's see.
Customer: Okay, is there any way to maybe kind of just leave a message for her to, not to, just that I'm questioning May 7th and I just noticed it right before I was going to just close out here on my computer. I was like, wait a minute, May 7th so I just.
Agent (Jennifer Leslie): Yeah, so I do see the original, the one that you spoke up. I do see that one has gone up in pricing. It says $1,660.61 per passenger. So I do it. It is, it's.
Customer: But there wasn't the same flight. So it wasn't the same flight. You know word 1391.
Customer: I have flight number 1391 the price was, like about $1,390 or something.
Agent (Jennifer Leslie): As far as the price. No the flight number.
Agent (Jennifer Leslie): Okay, so for the flights that you just listed the one the parting British airways at on May 8th at 1:32 PM arriving in Dallas Fort Worth at 2:50 PM, then from Dallas Fort Worth, for departing at 4:45 PM, arriving in London he throw at 8:05 AM next day and then in London is departing at 10:10 AM. And is arriving in current Ma at 5:20 PM.
Customer: Uh-huh.
Customer: Uh-huh.
Agent (Jennifer Leslie): And then returning is 7:30 AM from Chiro on May 20th and arriving in London, he throw at 10:55 AM, then it goes in London, he throw at 12:55 PM the arriving to Dallas Fort Worth at 5:05 PM and then in Dallas, Fort Worth, if you're connecting at 9:40 PM and arriving back 10:52 PM, so on the email, uh-huh.
Customer: Okay.
Customer: Mm-hmm.
Customer: Okay.
Customer: Mm-hmm.
Customer: Okay, and that one. Yeah, but the return is good. It's just the departure just concern me on the May 7th, because that's the one that brings us in May 9th, at 1:25 AM. So I was just looking at May 7th, I thought, well, wait a minute, we had a really comfortable one that was 1391. And the flight twenty and then flight 6838. And I was just wondering what happened to those flights.
Agent (Jennifer Leslie): Yes.
Agent (Jennifer Leslie): So, I'm looking at the email that was sent over for the quote and it's showing those flights, but it's also showing another option underneath that which is the May 7th. So, it's showing that it departs at May 7th at 8:23 PM. And arriving in Dallas, Fort Worth at 9:41 PM, then from Dallas.
Customer: Mm-hmm.
Customer: So.
Customer: Okay. Well so you're telling me that the flight came.
Agent (Jennifer Leslie): And so, and this one, well, is, this is showing us two options. I'm not sure if she put one in yet whether you agreed to one or not I can definitely ask her to give you a call back to see if she already put that in. But I do see both options here in this email, the May 8th option, I mean sorry the May 7th option, it's showing that you arrive in Dallas at 9:41 PM, but then you don't depart from Dallas until May 8th at 2:25 PM.
Customer: To May 7th, right mm-hmm.
Customer: Mm-hmm and you mean London. 2:25 PM, right?
Agent (Jennifer Leslie): No, that's your departure from Dallas. So you would basically be in Dallas overnight for that one, that's a big layover there.
Customer: Oh, I see.
Customer: Five, and then 805, oh, I see. Okay, and this one. Alright. Well let's focus on the second one that we had that I assumed it was May 8th at the time. I just want to know if the flight numbers changed that for whatever reason, they're just not the same one that the original ones that world to.
Agent (Jennifer Leslie): Yup, so it do look like the flight numbers change but for the May 8th well actually it's just the operator. So I see the original, it just showed American airline and the flies but it looked like they was cold Sharon so American airline and British airline so the new one the same as that twice but it just showed the British airline numbers for the May 8th one.
Customer: Okay.
Customer: Mm-hmm.
Customer: Mm-hmm.
Customer: Okay, so, okay, cause these are very different from you know, the original, it's now 2368 and I had 1391 it's now 78 and I had twenty and then now it's 7079 and I had 6838 so.
Agent (Jennifer Leslie): Yeah.
Agent (Jennifer Leslie): So, the flight numbers had changed but the times that they're operating is still the same.
Customer: Okay, it's still the same except a day earlier.
Agent (Jennifer Leslie): Well, no that's just for the May 8th, the May 7th that one is different. So the May 7th old.
Customer: No. Well, that's what I was a little earlier now for the second Cho, or you know, for the choice that I agreed on but didn't realize it was May 7th.
Agent (Jennifer Leslie): Yeah, so the May 7th one does leave earlier, and then but you have that whole extended night. So let's say fourteen and then the two, so you have sixteen hours in Dallas, Fort Worth.
Customer: Okay.
Customer: Sixteen hours in Dallas. Thank you, bye.
Agent (Jennifer Leslie): Yes, cause you get there at 9:41 PM, so basically around 10:00 PM, so there's two hours there. And then the flight departs at 2425 PM.
Customer: Okay.
Agent (Jennifer Leslie): The next day.
Customer: Oh, the next day.
Agent (Jennifer Leslie): Yes.
Customer: That is a long layover.
Agent (Jennifer Leslie): Yes.
Customer: Okay, can you please urgently tell her I, we need to re look at this again. Please. I don't want them to get charged.
Agent (Jennifer Leslie): Okay.
Customer: Okay, I need to look at this. There's no way I'm gonna be there for sixteen hours in Dallas.
Agent (Jennifer Leslie): Yeah, I'm looking at that and I'm like, that's.
Customer: But this doesn't sound right to me and I would well, I would hope that miss Moya could have at least given me that awareness there because you know, we're talking about time changes and so I'm just looking at, okay, we arrive at 9:41 but then leave at 10:59 and I'm thinking that we're arriving at 2:25 PM in London cause there's a time change. That's the way I'm looking at it but sixteen hours, I'm not seeing sixteen hours on there. I don't know, I just want to cry right now because there's just something not right, I don't know what it is and I guess I just need to, I wrote this one down from unit world and it just doesn't seem right and so 2:25 PM I'll be right and then and not until.
Customer: 6:30 PM I'll be leaving now I could see, by the time we go through customs that's you know, let's just say three o'clock, four o'clock, 56, it's four hours to find our way we depart and then arrive at 1:25 AMA M. I could see the time change on that but I'm not seeing the sixteen hours layover.
Agent (Jennifer Leslie): Mm-hmm.
Agent (Jennifer Leslie): Yeah, so it doesn't say the sixteen hours it just tells you the time that you arrive in Dallas and then the time that you leave from Dallas so you leave at 2:25 PM which 2:25, that's fourteen hours of, of the day so far and then you arrive at 9:41 PM, so say like, 10:00 PM, you only have two hours left on the seventh, so the fourteen hours of the eighth and then the two hours that's left on the seventh, make those sixteen hours of layover time. Now with the flight leaving at 2:25 it usually starts sporting about forty minutes earlier than that. So, it's just our boarding at 1:45. So then get into the airport say about.
Customer: Oh, okay.
Agent (Jennifer Leslie): Twelve, maybe 12:30 be there in enough time before boarding happens, but you still, even if you get there at the say 12:00 PM, you still have those fourteen hours in between from the 10:00 PM.
Customer: Okay.
Customer: Okay. I feel like I should have been at least maybe have somebody work a little harder on this to check. I mean, I just kinda feel that I'm told one thing and then I get presented with another one, and that's the only thing that I'm a little bit disappointed in. So, I would hope that she didn't do the tickets. I kinda feel like I need to. I don't know I'm gonna probably call you in the world and find out I spoke with Anthony and he gave me the flight and the price and then it was like, oh, well, I have to, you know, you have to call back, you know, world so I didn't know, I didn't understand that exchange but let me call you know what this meanwhile, if you, please, please can you let them know.
Agent (Jennifer Leslie): Mm-hmm.
Agent (Jennifer Leslie): So.
Agent (Jennifer Leslie): What I was gonna say if we can just give her a little bit more time cause I did send her a message so as soon as she come back from Bre because she might have not sent it in yet because the flights that we do receive, we received them from unit world. And then uni pulls up whatever is available in their system and sometimes it could be a limited availability. And I do, I can say the airlines have been making so many changes lately within the flights and scheduled change. It's been crazy. Yeah.
Customer: Mm-hmm.
Customer: Okay, well when.
Customer: All I know and I, we went through a change and it was awful, it was awful. But I do want to tell you though that when I did talk to in the world it was, he said go ahead and get a hold of pal. He says go ahead and confirm that and then you can call us back and I did and I spoke to Anthony and we agreed to this flight pattern or this flight schedule and he said, okay, I'm gonna send it over the flight plan to them cause he found the flight. And so I think that's where I'm confused, I'm really confused, like, it's like the numbers are not adding up and, and I'm getting a little bit anxious and I'm getting very nervous about it, so.
Agent (Jennifer Leslie): Mm-hmm.
Agent (Jennifer Leslie): Okay.
Agent (Jennifer Leslie): Okay. Oh.
Agent (Jennifer Leslie): Well, I apologize for that. Now the numbers that I know that you're more concerned about was the flight numbers and the flight numbers, because the airlines been due and schedule changes. The schedule will still be the same but they might have changed the aircraft which is what changes the flight numbers, but.
Customer: But the, but it's not the same, it's not the same schedule because flight 1391. Left at 1:32 and then arrive Dallas at 2:50. Yes, it left at 1:32.
Agent (Jennifer Leslie): The eight, the it is.
Agent (Jennifer Leslie): You said 1:30 two. Yeah, so that is the schedule. Yes, that is the schedule for May 8th. So, on May 8th, even though you mm-hmm, even though you have that flight number, they just change aircraft. But the flight time is exactly the same for the May 8th schedule.
Customer: And that's the one mm-hmm.
Customer: But if you can't tell me that because to leaving well to leave San antonio I'm now leaving May 7th at 8:23 PM.
Agent (Jennifer Leslie): Well.
Agent (Jennifer Leslie): So, I'm looking here on the email that they sent over and the email that they sent over shows two options, so it's up to you to choose which option that you want to take, they still have the May 8th option with the same as at times as the first one and then they have the May 7th option.
Customer: Mm-hmm.
Customer: Mm-hmm but let.
Agent (Jennifer Leslie): So it is just giving you two options and they're letting you choose which option you want, but the May 8th option is still have the same exact timeframe.
Customer: Okay, and the price I actually changed to as well, because he told me to lock in that price. I had to call Pavlus. And then call him back and he goes, okay, I'm gonna send them those flights in that same price I quoted you and I said, okay, and then now I get a different price. So, I'm seeing the first option, I'm seeing it. I just scrolled up again and it is the May 8th, they're different numbers but it's through and I even and I, well, the price was $1,391, cause I, on that $1,391, is what I wrote. And so I was, I'm not sure why he told me to, you know, you have today. And so I did everything within fifteen minutes. I called Pavlus and then I went back to him and I said, I want those flights.
Agent (Jennifer Leslie): Yes.
Agent (Jennifer Leslie): Mm-hmm.
Agent (Jennifer Leslie): Mm-hmm yes, but the time is still the same.
Agent (Jennifer Leslie): Yes.
Customer: The ones that you quoted me for a $1,391 per person round trip. And so now, it's like, it's totally changed. And I just, I don't know, I just, I, you know, I may have to go to that first option.
Agent (Jennifer Leslie): No.
Agent (Jennifer Leslie): So when it comes.
Agent (Jennifer Leslie): Yes, when it comes to the airline prices, we can double-check to see if he locked them in but the airlines changes their prices in the blink of an eye, sometimes it can go up and it can go down within two seconds. But we can definitely double-check with him to double-check those prices, to see if he did lock it in at a lower price. I do see that. The second option does say the $1,392 but again, that is the one that leads on May 7th and then you have that layover between the seventh and the eighth. I do have Sam on the line ready for you.
Customer: Oh, yeah! I realized that. Yes, I realized that.
Customer: Okay.
Customer: Mm-hmm.
Customer: Okay, good and I've got my husband here, he just came in so I just wanna clarify.
Agent (Jennifer Leslie): Yup, she did come back?
Agent (Jennifer Leslie): No, I did send her a message and tell her that you did not like the 71 because of the long layover and you're more interested in the eighth.
Customer: Yes.
Agent (Jennifer Leslie): Mm-hmm okay. Okay. So let me transfer you over to her because she's waiting on you now. I'm also gonna send her a message to tell her you wanted to double-check the price for the eighth, okay.
Customer: Okay.
Customer: Thank you for helping me, I appreciate your time.
Agent (Jennifer Leslie): Absolutely, it was my pleasure. One moment.
Customer: Okay, thank you.
